01What it is
Support run from a shared inbox works until the day two people answer the same customer differently and a third question is never answered at all. Nobody can say how many issues are open, how long they wait or which product causes most of them.
A customer service system gives every question a number, an owner and a clock. Over time it becomes something more valuable: a record of what customers actually struggle with, which is the best product feedback a company gets.

Routing by topic and language, canned replies, automatic follow-ups, status updates to the customer and closing of resolved tickets: the routine handled by rules.

Built to answer common questions from your own knowledge base and past tickets, show the source of each answer, and hand over to a person with the conversation attached when they are not sure. For agents: a suggested reply and a summary of a long thread.
Buy, extend or build?
Buy a help desk product if you need standard ticketing; there are many good ones. Build when support is part of the product itself, such as service contracts on installed equipment, when tickets must tie to your ERP, orders or assets, or when an AI assistant has to work on confidential documents inside your network.

Yes. That is the right way to build one: it retrieves the relevant passages from your documents and answers from them, with the source shown, and does not invent an answer when nothing matches.
A help desk serves customers outside the company. IT service management serves employees inside it and adds change, problem and asset processes. The ticketing core is similar; the processes around it differ.
Yes. An agent who can see what the customer bought and what sales promised resolves issues faster, and a salesperson should know about open complaints before a renewal call.
